Incredibly confused about how cases on this site work

My account was incorrectly banned/locked earlier today and I created a case for it. I had to do it via email because the live chat option wasn't there. I got an email back from them 3 hours ago saying:

I followed the link to my cases, clicked on the case in question (which now says "waiting on player"), I press "resume" and then all it does is bring me back to the page where I open a new case??? I'm utterly baffled by this entire system to be quite honest. How on Earth can I get the support I need when I can't even reply to my own cases?
